Holiday home left in a real mess

I wonder if I can call on the wise of Mumsnet to help me with a question? I manage a couple of holiday homes and we've had a very busy Christmas. I'm not new to this and know the ups and downs of this business. Our guests in one of the cottages over Christmas were given a complimentary welcome pack on arrival, I'd checked beforehand and they were vegetarian so it was catered for their diet. The cottage was decorated with a real tree and I went to a lot of effort to make it warm and welcoming for them. It is a five star holiday cottage and they paid quite a lot of money to stay, but they did receive a lovely property (in my opinion). It's not my cottage but I take a lot of pride in making it nice.

There are a few basic instructions, nothing too bossy, but the main one is please bag up your rubbish and put it in the outside bins on departure. When I went in to clean it after they'd left I've never seen anything like it in three years. It was utterly disgusting. All of their rubbish was in the house, some bagged, some not. They'd moved furniture around. The bathrooms were not fit for a dog. The kitchen was full of dirty pots and pans, food on the counters. The place was a real mess, not just the things I've written here. I couldn't believe two adults and two teenage children (older teenagers) could make such a mess.

We won't withhold their deposit as it could all be cleaned (even though it took me 7 hours to get it back to how it should be) (3 bedroom, 3 bathroom cottage). This is because it will only lead to a negative review and that is so damaging to the business, but am I being unreasonable to think this is out of order?

Withhold the deposit. Charge for the cleaning time and take plenty of photos.

When bad reviews come, you can counter them with pictures etc explaining why.

The withholding of the deposit is a no-go, I've already returned it anyway. From experience it's truly not worth it for the negativity. It was cleaned and it looks lovely again.

Interested in why some think I'm unreasonable but haven't said why,

Why on earth aren’t you withholding some of the deposit? At least for the hourly rate of the extra cleaning. That’s what deposits are for, to ensure people pay for their poor behaviour and your subsequent extra trouble. I hope you took pictures.

I didn’t press the option buttons but I imagine people think you’re being a bit soft not keeping back some money from the deposit.

Damn right I would be holding their deposit!
Do as @jon said and post photos of the state of the place if they leave a negative review.

My question isn't about the deposit, I've put my reasons for not withholding it. Negative reviews cost us way more than a few extra hours cleaning.

I just wondered what you expect from your holiday home and how you leave it?

Id be really annoyed too !
I stay away a lot and always leave places tidy. If for some reason I dont get around to making it tidy ( ie I leave a bit of washing up ) I always leave a few quid to say thanks. Some people are just slobs. Imagine what their house looks like !

Fair enough - I don’t know the business from your end. But losing deposit is one reason I always leave holiday homes we have rented clean and tidy. Being a decent person is another reason I do that!

Are you able to review the guests? I was once denied a stay in an AirBnB because I had no reviews and the guy was nervous about renting to me - I’m a single mum with three children. I realise poor reviews don’t help a business but if you had photos and deducted the cleaning cost only (say £10 per hour of extra cleaning?) you have comeback. It wouldn’t put me off staying with you although I am obviously an undesirable guest anyway!

Work out the total cost of cleaning the place, e.g your time, any additional expenses etc. Deduct this from the deposit. If the cost exceeds the deposit with hold all of it. Or refund the rest. Hopefully you have photos etc.

When/if they complain, send them the breakdown. If the cost exceeds the deposit say “as a goodwill gesture you are letting them off the rest”.

Some people are just disgusting skanks... they believe that if they pay for accommodation they shouldn't have to clean it... not their job. Can you blacklist them from renting properties again? Horrible to leave a property like that and expect someone else to clean their shit up

In renting the property, they've agreed to your conditions which included taking out rubbish, etc. That's standard for any holiday rental.
If a normal full clean is say 2-3 hours, you should have deducted half the deposit to pay for extra clean. Can't believe you didn't!
Photographic evidence was all you needed to counter any negative review.

Yep you should have withheld the deposit and taken photos. No consequences for their trashing of the house means they think there's nothing wrong with their behaviour

I think I will blacklist them, they're certainly not welcome back. Perhaps I'm naive but after three years in the business I doubt it. I just wouldn't expect to leave somewhere so bad. It was beautiful when they arrived.

That’s a very naughty way to leave a property. We leave it as we find it but I don’t ever clear the inside bins (unless they are overflowing). That’s part of the normal after clean clean and it annoys me when rules stipulate I should.

No decent person would do so. That's why you should have withheld the deposit. I understand what you're saying about bad publicity but where would you draw the line? If they'd smashed a window? Cracked the toilet?

I’m sorry, but honestly I don’t understand what the point in your question is. No, it’s not acceptable. You know that or all your cottages would be left in this state, rather than this being the exception. But the purpose of the deposit is to help guard against and recoup additional costs incurred (such as triple the hours of cleaning) when not left in an acceptable state. If you don’t want to bother ever using it for its purpose, don’t bother taking one in the first place.

They obviously think it's ok to leave a place like they did. Funnily enough they were packing up when I was waiting to go in, I hadn't seen it at this stage. The mum said 'we've left a few bits for the pantry on the side for the next guests'. Gosh, not sure the next guests would want your half eaten toast and used teabags. :-)

I voted YABU because you returned the deposit. One negative review that you could reply to with examples of why you didn't return the deposit, or at least some of it, isn't going to ruin the business.
